Why should you respond to every negative review?

A negative review without a response is a missed opportunity to show that you care about feedback. Hotels that respond to most reviews have RevPAR up to 12% higher, according to a study of 25,000 hotels. Responding also signals to the next guest that you're committed to improvement — and booking platforms (Booking, Google, Airbnb) prioritize profiles that actively respond and maintain dialogue. How does the RACE method work in 4 steps?

RACE has four moves: R for Recognize (validate what the guest said), A for Appreciate (show that feedback matters), C for Clarify (explain what you fixed), and E for Encourage (invite them back). Write within 48 hours — the faster, the more credible. Respond directly: "I see you mentioned X, and you're right. I appreciate the alert. We've already implemented Y to prevent this. We'd love to welcome you back." Never argue, name the guest, or copy a template verbatim.

What should you never write in a response?

Some responses backfire. Avoid: arguing or denying ("actually, it was clean"), over-apologizing (one sincere apology is enough), revealing the guest's name, making unrealistic promises ("it will never happen again"), and defensive tone. These undermine trust rather than rebuild it.

reviewing our procedures to prevent this. When you return, please 
mention this, and we'll take extra care.

TEMPLATE 2 — Noise / Comfort
I see you experienced noise disturbance. We've reinforced our team's 
guidelines and adjusted room allocation. We want your next stay to 
be different.

TEMPLATE 3 — Service
I'm sorry this wasn't the experience we aim for. We've spoken to 
our team and taken action. Your feedback is truly important to us.

TEMPLATE 4 — Wi-Fi / Services
Thank you for reporting. We resolved the issue that same day and 
now test regularly. On your next visit, you can count on reliable 
internet.

TEMPLATE 5 — Price / Lack of Information
I understand the price was a surprise. We've improved how we describe 
everything before arrival. We'd like to welcome you back soon.

TEMPLATE 6 — Unfair Review / Hostile Content
We saw your review. Constructive feedback always helps us improve. 
If something specific didn't work, please reach out — we want to 
fix it.

Can you remove an unfair review?

Platforms remove reviews that violate their rules: provably false content, serious offense, or spam. If your review fits, file a report. Google and Booking take 5–10 days; Airbnb is faster. Contact the platform's support, not the guest directly.

How do you prevent the next low rating?

Most negative reviews stem from lack of information. A guide in the room or a document answering common questions prevents complaints before they start. React quickly to issues — if three guests complained about Wi-Fi in a month, invest in a new router. Look for patterns in negative reviews and fix the root cause.
